Do Your CAs Know the Communication Strategies to Increase Collections, Referrals & Retention?

Ever had a miscommunication with a patient? Of course. We all have. Not only can miscommunications be frustrating, energy-sapping and time-consuming…they can also be expensive. When patients get a mixed message from your office: they don’t come back, they don’t pay their bill, and they certainly don’t refer.

How Can Your Patients “Get It” If Your CAs Don’t?

Let’s face it. CAs have many more interactions with patients than the doctor does: on the phone, during check-in, during check-out, during scans, etc. In other words, CAs have many opportunities to either reinforce their chiropractic care, drop the ball by saying nothing, or saying something that inadvertently keeps patients out of your office.

Even CAs who understand the importance of chiropractic care may not know how to communicate it. It is critical that chiropractic assistants are able to provide on-going education to your patients. The more that your patients understand, the more they’ll keep their appointments, the more they’ll value the care they receive, the more they’ll pay for care out-of-pocket, and the more they’ll refer.

Since the word doctor means teacher, it stands to reason that a chiropractic assistant is really a teaching assistant. How prepared are your team members to deal with:

What are Your CAs Attracting More of to Your Practice?

Is your team focused on practice challenges, on dwindling insurance reimbursement, on lack of patients, or low collections? If so, you will continue to experience more of the same. Why? Because whatever you focus on E-X-P-A-N-D-S.

The good news is, you can choose to focus on the positives, causing those to expand instead. Focus on what’s working in your practice, on your successes, on your current clients who stay, pay and refer.

While the movie The Secret popularized the Law of Attraction, the concept is certainly nothing new. Michael Losier defines it as: “You attract into your life whatever you give your attention, energy and focus to, whether positive or negative.”

If your CAs concentrate on the patients who are non-compliant–the ones with problems keeping their appointments, who continually run a balance, who are constantly complaining–what do you think you’ll attract into your practice? Instead, train your team to focus on those patients who keep their appointments, who commit to corrective and wellness care, who choose to prepay for care, and who refer others to your practice.

What is your team’s reaction when there are 5 new patients scheduled in the evening? Excited about the difference you’re making? The miracles that might be created? Or crabby over the thought of getting out of the office late. Which will matter a year from now? The mindset and attitude of your team are critical to the success of your practice.

There has actually been a Gallup opinion poll to determine if Americans prefer to be around positive or negative people. Lo and behold, 99% of us prefer to be around positive people (and someone actually paid for this study). So, what implications does this have for your practice? The more positive you and your CAs are, the more patients will be drawn to you.

There are so many examples of the law of attraction in your office. Consider how many times you’ve stopped to think about a patient you haven’t seen in months and they actually come in that same day. Alternatively, think about a time when your office collections were low; if you continued to focus on the unpaid bills, that’s all you got more of–yuck!

Rather than speaking negatively about the economy of your community, start noticing the successful businesses in your area. Pay attention to the line at Starbucks, the full parking lot at Whole Foods, the fabulous restaurant that is hard to get into. And also notice that there is no insurance coverage for lattes, organic produce or dinner out.

How to get the money from your A/R aging report into your bank account

Most chiropractors don’t bother looking at their accounts receivables report unless their collections take a dive. Mistake. Big mistake. Unfortunately, ignored claims become uncollectible. Uncover the goldmine hidden in your office before it’s too late! We’ve learned this one the hard way.

Years ago we assumed that because our collections were great, our insurance CA was doing a great job. We couldn’t have been more wrong! Even though our collections were high, our insurance CA was essentially “cherry picking.” She was only devoting time to the claims that were easiest to collect, leaving more involved ones to lapse and become uncollectible. We were unnecessarily writing off a HUGE amount due to our lack of systems.

How Do Your CAs Respond to…

Let’s face it. CAs have many more interactions with patients than the doctor does: on the phone, during check-in, during check-out, during scans, etc. In other words, CAs have many opportunities to either reinforce the doctor’s recommendations, drop the ball by saying nothing, or saying something that inadvertently keeps patients out of your office.

Are you confident that your CAs know the best way to handle the following scheduling excuses at the front desk:

“I’ll call you to set up my next appointment…”
“I’m going on vacation…”
“I don’t have insurance…”
“I can’t afford care…”
“I’ll need to base my care on my insurance coverage…”

What about when a patient calls to cancel an appointment because:

“I’m sick…”
“I feel worse since my last adjustment…”
“I’m too busy…”
“I don’t have childcare…”

“My MD/PT has advised me to quit care…”

As you can imagine, whether or not a patient continues to comply with the doctor’s recommendations is primarily determined by how a CA handles these scenarios. The fact is, CAs make a tremendous difference, either positive or negative, on your practice volume, and the resulting collections.

How well do your CAs communicate the importance of adhering to their chiropractic care schedule? Do they inadvertently send mixed messages or clear responses that are congruent with chiropractic philosophy and your practice vision and objectives?

Is Your Staff Your Greatest Stressor or Blessing?

Of course your CAs should be the greatest asset of your practice. They have considerably more interaction opportunities with your patients. It’s critical how they represent you, chiropractic, your vision and mission of your practice.

However, all too often the calls I get from doctors involve complaints about staff. Read though these scenarios to determine if you could benefit from team-building:

1. When you get home from the office, how do you feel about your CAs?
(a) Stressed
(b) Grateful
(c) Great–thanks to a couple martinis

2. Is the attitude of your team…
(a) Attracting more patients to your practice
(b) Repelling patients from your office
(c) No clue—thanks to a couple martinis

3. When you encounter an issue with a CA, you…
(a) Rant and rave at the front desk
(b) Deal with it appropriately based on your written personnel policy
(c) Ignore it, hoping it will resolve itself

4. You determine that you have a CA on your team with an irreparable negative attitude, so you…
(a) Quarantine the CA to the back office, hoping to prevent a “staff infection”
(b) Make room on your team for a new positive CA
(c) Incorporate martinis into your lunch routine

5. Your team meetings…

While I know you wouldn’t really turn to martinis (especially at lunch), there are way too many team situations that doctors do not properly confront. Ignoring staff issues allows them to continue, and you find yourself starting a sentence with, “This is the third time my CA (arrived late, ran out of supplies, forgot to…).” It also builds resentment and stress, which have no place in a chiropractic practice.

Why put up with sub-standard staff when the right CAs can actually build your practice? Excellent customer service skills actually attract more patients to your office.
